US Senator wants disclosure on Outsourced Calls

A Challenge to International Call Centers. A new bill would make companies tell customers when calls are transferred out of the U.S. 

My first work was in a call center as a technical support. Whenever I was asked "Where are you located?", I actually have a pre defined scripted answer... "Due to security reason, we are not allowed to divulge that information". Back then, the reason I know why we are not allowed to tell customers that we are located in the Philippines is because the bosses still want the callers to think that their call was being picked up by someone from US customer service. Call center was still starting then... and American companies still dont want their customers to know that they route their call overseas. As agents, we are also given American accent trainings to make us sound more convincing. That is where I learned to say words from "-tion" to "-shen" where "in-ter-net konneksyon" became "innernet conn-neck-shen". Hahaha!...

Then today, I read from a Yahoo! article that Chuck Schumer, a senator from New York wants U.S. companies to disclose all outsourced calls and tell customers where their calls are being routed. He said he will push legislation to reduce companies outsourcing and bring back outsourced jobs to the US.

If this will happen, will companies pull-out their outsourced jobs from Philippines? Nakow!... marami rami ding Pilipino ang mawawalan ng trabaho kung ganun? Aside from that, most fresh graduates now a days are into call center.
NEW YORK (Reuters) – In a bid to reduce outsourcing of U.S. jobs, a Democratic senator said on Sunday he will push legislation to make companies inform customers when their calls were being transferred outside the United States and charge companies for those transferred calls.
"This bill will not only serve to maintain call center jobs currently in the United States, but also provide a reason for companies that have already outsourced jobs to bring them back," Senator Charles Schumer said in statement.
Customers calling 800 numbers are often transferred overseas, and in such cases the bill would mandate that callers be told where their calls were rerouted.
Companies would also be required to certify to the Federal Trade Commission annually that they were complying with the requirement, and face penalties if they did not certify.
Schumer's bill would also impose a $0.25 excise tax on any customer service call placed inside the United States which is transferred to an agent in a foreign location. The fee would be assessed on the company that transferred the call.
Customer service call centers have become increasingly popular with businesses in recent years to deal with questions ranging from billing to technical support.
But the practice brings frequent complaints from customers who say their issues are not resolved or that representatives are merely providing scripted responses.
Schumer said the most popular countries for outsourcing of U.S. call centers included India, Indonesia, Ireland, the Philippines and South Africa, places where workers generally receive lower wages and work longer hours than their U.S. counterparts.  - soure. Yahoo! News

1. dahil halos di na kayo nagkikita ng nanay at tatay mo, ang tawag
na nila sayo ay "boarder" at sinisingil ka na nila sa upa mo! (uy magbayad ka!)
2. pag sa sagot ka ng telepono, lagi na lang may opening spiel...exampol : ring ! ring ! ....tenk u for calling... this is (name), how may i help you?
3. eksperto ka na sa power nap, yung mga 15min break nyo, itinutulog
mo na lang...para fresh pagka kolls uli, mya na yung 1 hour nap...
4. di mo na alam bumiyahe pag may araw, nalilito ka bakit andaming
tao, at bakit di na dumadaan ang dyip dun sa mga kalsada na 1
way....
5. mas sanay ka ng matulog ng nakabussiness attire...na mimiss mo yung

Buhay Call Center - The Truth

Below is an article at abs-cbsnews.com about their feature in The Correspondents about call centers and their employees a couple of years ago. I wanted to post this again to spread awareness for most of the graduates today who would like to apply for a call center job.

Mataas na sweldo, magaan na trabaho, no age limit at hindi rin kailangang college graduate. Ang tanging requirement, ganda ng boses at galing sa pagsasalita. 'Ika nga ng iba, "in" ka kapag nasa call center ka. Pero paano kung ang kapalit ng magandang sweldo at iba't ibang benepisyo, ay ang kanilang kalusugan at kaligtasan?

Sad to say, The producers who conceptualized the said episode was not able to capture the truth behind call centers and their employees.

magaan na trabaho easy work-- this is a misconception that a lot of people have about call centers. this is work, serious work and not playtime. as call center agents we are the frontliners of some of the biggest companies around the world. we handle their first line of defense for their businnes, Customer Service. we Filipinos who work in call centers represent these companies to their consumers and we filipinos can spell the success or downfall of these business just on how we deal with their consumers 24/7 and that is not an easy task. the reason why call centers thrive in the philippines is because filipinos have good customer service skills. we are professional workers and we give everything a 100%. i salute all the call center employees who make this feat possible. it means jobs and job security to the filipinos who wanted to work in their own country.

no age limit -- because call centers are equal opportunity employers. they do not set limitations to people's ability to work. it is only here in the philippines where we put an age limit to applications. it really does not matter what age the applicant is as long as they can still deliver quality performance. it is called diversity.

hindi rin kailangang college graduate not necessarily college grad- for cheap call centers maybe, not for the big ones. we encourage our applicants to finish college first before applying. they may also be assisted through schedule requests if they want to continue studying while still employed.

Ang tanging requirement, ganda ng boses at galing sa pagsasalita the only requirement is the voice quality -- for radio stations yes. not for call center. we are not DJs. we also require high IQ and intelligence in call centers. For example, Wil Ison, the 24 yo manager who was featured in The Correpondents. You did not even applaude him for reaching that position in such a young age. if he was employed in a bank, he will only become a manager if he kissed enough bossess ass or because he is already 50 years old. People like Wil were promoted because they are good employees. Most of the call centers have internal application processes that enables the employees to apply for higher position highliting their performance and capabilities and not who their friends are and whose ass they just wiped.

'Ika nga ng iba, "in" ka kapag nasa call center ka. You are "IN" if you are a call center agent- this is not a fad. we are working, we pay our taxes, we are productive citizens of this country. we chose to stay and earn here in our own country rather than go abroad and contribute to the brain drain. we earn a lot beacuse we work hard. we are thankful for the good education we were provided by our parents that gave us the competencies we have now. we are working for multinational companies and we get promoted. most of us 21-30 years old and we are managers, supervisors and senior managers.

we may not be doctors or lawyers but at least we are not corrupt. we are productive and we make sure that our families and our future families will not be included with the uneducated, paid rallyists in EDSA, who do not even understand why they are there. we are not a burden to the government, they should even be thankful because it is our tax, the middle class tax, that makes it possible for the Philippines to stay alive.

instead of potraying us as obese, smoking insomiacs....why not thank us? applaude our achievements, be proud that we are very good with what we do that's why investors come in to the philippines. ask the government to provide security to the employees who have different schedules from the normal 9-5 workers? ask them to take care of us and in return we will work harder, show the companies that it is worth investing in the philippines, we will continue to pay our taxes and slowly but surely help our country progress.

here i am, at work pa rin. kanina pa tumutuka tuka. Inaantok. di kasi maayos tulog ko kanina. eventhough umabsent me kagabi, hindi pa din ako nakabawi. Inuubo pa rin ako. Wala ring kwenta and pagpunta ko kanina sa makati med to get a check up as well as a medcert. Di pumayag yung doktorang masungit na bigyan ako ng rest day eventhough ubo ako ng ubo. Leche! and hirap ng buhay... life is unfair talaga. walang ka wenta wenta yung binigay nya saken medcert. Kya eto kahit masama pa rin ang pakiramdam eh nasa work at nag papakamatay.

Di ako pumasok Saturday night.Partly because masama pa rin ang pakiramdam
ko, kulang sa tulog at malakas ang ulan. During those moments, i can't help but
think of what happened earlier. 7:30Am Saturday nko nakauwi. umaga na.
Inumaga nako...... . Wala ako tulog at super pagod. Kaya inis na inis ako kay mama while she was interrupting my sleep and bothering me to go to glorieta to buy her something. Kesyo padating na daw si ate nalin and i have to make it padala to her. fine, went to glorieta with ate nalin and bought the tela. pagkatapos kong pasakayin si ate nalin sa bus pa dasma, i went back to glorieta ... sale ang buong mall. I bought two pairs of pants sa SM makati though. So when i finally arrived home around 7pm, medjo groggy na talaga ako sa pagod at sama ng pakiramdam.

Are you wondering where i went Friday night? Thursday june 1, afternoon, Sykes Asia called me and conducted a phone interview. It seems i passed it so Ann(the interviewer) scheduled me for an exam the next day. Friday June 2, 10am i took an exam at One San Miguel Building.
When I went to the place, there are so many people. Most of them are walk in applicants. The place was great. It's how an international call center should look. It's where I'm going to work.(ehehe... pero dapat ko muna ipasa yung interviews) Fortunately i was able to pass the exam, so the next stage was another interview. I was scheduled for an Interview later that day 2pm. I thought that would be the final interview yet Ms. Marge(the interviewer) said I'm only on the 3rd phase of a 5 -phase application period on sykes. If i passed i still had to come back for another interview with the Account(manager) and the CLIENT. mhew! grabeh naman dito. sa iba call center ... initial interview, exam , tapos final interview na.... dito madami pa pla. I hope I pass though. I really really need to move on to bigger and better things na. And what more than to be a part of Sykes.

Idle Mind

im now here at work. petiks to the max. system is down. and relaxing, chiilin out, listening to music, net surfing, watching dvd. wahaha. Masaya ang call center life tuwing system down. no complications. no irate customers and no problems to solve. but duh! in my dreams!

im currently reading a soft copy of Da Vinci Code by Dan Brown. i got curious to read the book after i watched the movie. i know its just fictional but its interesting that the author imagined that Jesus, is said to have a wife - Mary Magdalene. great imagination Mr. Brown. Nyway, reading the book seems to be a better way to spend some of my petiks time here at work. Naghihintay na mag uwian na or mag up ang system, whichever will come first.

My picture held a commotion awhile ago with all my coworkers. A picture that was left of the 4 pictures i erased from my phone. i regret deleting those since they are good shots however i dont feel like keeping a picture like that on my phone.
Last March 28, i took some pictures using my camphone it was like 10 or more pitctures of myself at my post. petiks time din nun. and that's what i usually do if i get bored. use my camera phone. I didnt realized it until a month later that 4 of those pictures captured a "ghost". I do know that there are lost souls at our office. My office workers especially those who have open third eyes shares alot of stories of how they see a woman, a naugthy little boy and a black man at work. endof April, i was always seated with Rochelle, and to prevent each other from falling asleep at work ... we keep ourselves busy by talking about ghost and telling ghost stories. I was too curious that i surfed thru the net and found a forum moderated by the people who publish Philippine Ghost Stories - a series of books retelling ghostly encounters. It was a nice site and i got hooked. Learned a lot from them. I especially liked the part that if the people with active third eye looks at a pictures with a ghost or an entity they would feel a headache. *damn why is my head starting to ache right now* I got my cp and looked closely at all my pictures. scrutinizing them and zooming them at every angle. then i found one picture with me at my post .... behind me was the server room ... a three-room made as one with glass as its window. its a big server room yet only a portion of it is used. Dun sa pinakadulo ng room kita sa glass na may lalaking nakaside view. Di maaninag yung face nya. Basta itim yung face at white yung damit nya. I thought he might be a technical person just checking the servers. Again, he can be seen to three more pictures. I didnt gave a big deal out of it but when i checked the time that those pictures was taken..... i freaked out. the first picture was taken 12:12am (i work in a call center ) ...... and the second, third and fourth picture was taken around 1:54 with seconds difference that was almost 2 hours span from the first pic to the 4th pic. you might say, not a big deal eh but..... that was the time that it downed on me that technical people doesnt reach that part of the server rooms since there are no computers at the last end or last window. Just a hollow ref-like server box. They dont stay at the same place for a very long time kasi tsi ne check lang nila yung mga cables and plugs then aalis na. Theres no way na pwede cla mapasama sa pictures ko accidentally dahil they dont stay there for 2 hours. And the man on the picture does not have a face. Black lang talaga. When i showed it to my co-workers na may open third eye... they were shocked. all 3 of them confirmed that this is a malevolent entity. We sent it to rochelle, whos phone is a 6600 with 100% zoom and kitang kita talaga ang face nya. In one picture, na kaharap pa sya and its interesting na may naaninag ako na sungay at goatee. *shocks! nananakit ang batok ko... nakatalikod ako actually sa server room while writing this entry*. I was scared. Unfortunately I kept the picture for like a week kaso natakot din me kaya inerase ko na sila sa memory card ko. May isa pang naiwan, an MMS copy nung ni try kong i send sa bestfriend kong si mae. When i showed it to my other officeates kanina .... ehehe... alot of them ay natakot din. I hope i can find a way na ma post dito yung pic. By the way, I dont know if its coincidence but ...... March 28, the day i took the pic, was the day that my mom needed hospitalization. She experienced great pain in her womb that she required emergency operation. Creepy but is it a sign or just plain coindcidence. ???

2). Nakabakasyon ako ng matagal tagal sa Cavite last Thursday night until Sunday evening... with the very special persons in my life... my mom, my honey and mah bro.
3). Approved ang credit card application ko... hehe... shopping tayo?

There is no doubt the call center industry holds the current record for being the country’s "sunshine industry." The momentum which industry pioneers and leaders have built in the past seven years has successfully positioned the Philippines as a global player in call center services as well as in other fields related to business process outsourcing (BPO) and information communication technology (ICT). Even with the pressure in the US congress to keep American jobs from going overseas, the place of the call center business in the country is secure and promises continuous development in the coming years.
It can’t be helped, not even in the US. A reality check on both the cost benefits and the caliber of Filipino knowledge workers shows how prudent it is for American companies to outsource to the Philippines. Filipino knowledge workers have been consistently rated as "world class" by international business CEOs and analysts in both BPO and ICT. Complemented with our capacity for good English and affinity with the American culture, Filipinos working as call center representatives may indeed be considered world-class.
As the latest industry and government projections demonstrate, the Philippines is slowly but surely becoming a serious global competitor and may be expected to become the world’s call center capital in a few years.
There are, however, some concerns which the industry needs to address to ensure that such projections are attained and sustained for the long term. I name and discuss a few in what follows.
Expansion Of Educational Programs
One of the most important concerns is the need to make the Filipino workforce more proficient in both spoken and written English as well as in analytical and critical thinking. This is especially true for those who have just graduated from college and plan to apply for jobs in the call center industry where employment demands presently number by the thousands. Their command of English have to be superior if they are to make themselves competitive in an industry that is becoming more and more selective in its job recruitment.
Efforts to address this concern are well on their way as call center companies begin to invest resources to set up their own training centers wherein new recruits may receive English enhancement courses and additional instruction on customer related skills. There are also similar efforts initiated by some universities and colleges by including elective courses that prepare students for professional work in the industry. Accredited institutes and academies have also sprung up wherein the aspiring and the newly hires may receive training before they begin work.
Still, much room remains for expansion especially in making such courses and learning more available to as many aspirants as possible. They should be established not only in key cities in the country, but even in provincial towns and municipalities to make sure that potential candidates , through enhancement training and better preparation, may have equal opportunities regardless of educational background and social standing.
There is also the need to align course content and training programs with actual industry job requirements. Call centers are quite specific in their selection criteria, oftentimes accepting only those applicants who demonstrate capabilities in multi-tasking and lateral thinking, and who possess a multi-disciplinary background. As such, it is important to build better coordination between industry players and training organizations to make sure that aspirants and new recruits are trained for the right skills and that the industry improves on its job matching performance.
Mustering Industry Growth
Another important concern is the need for the industry to effectively manage its own rapid growth so as to protect itself from certain backlashes usually associated with over expansion. Efforts must be exerted to ensure that what we are now enjoying becomes sustainable and progressive.
To address this, call center companies need to monitor and document the quality of their customer care programs in view of periodic benchmarking. There should be no place for guess work and intuitive assessments of how their services rate vis-a-vis actual customer satisfaction. Numbers and statistics from empirical research will have to be recorded, noted, analyzed and exploited for the sake of providing internal controls that could anchor the whole industry.
Industry players also need to consolidate, by way of federations and associations, for the sake of maintaining industry standards through knowledge management and sharing. This will require the strengthening of industry collaboration whereby big and small players are able to share business data, strategies, and methodologies with fluidity. Coupled with stronger partnership with government ICT and BPO agencies and adequate infrastructure improvements, such collaborative efforts can make for a more equitable industry with regards resources, capabilities, and knowledge.
The principle behind this is, of course, the building up of an entire industry, not just of individual companies, as a global competitor capable of standing up to other world players. It’s the "together we stand" dictum that motivates it.
Linkages With Other Outsourcers
Integration should not only take place among call center players but must carry over to companies involved in other kinds of business outsourcing. This means that call centers will have to link up with other companies that offer other forms of customer contact services such as e-mail, chats, and cellphone text messaging or SMS.
The idea of to build a business network with a structure that easily allows for both the sharing of technology and the exchange of manpower.
The industry then becomes interconnected and synergy becomes possible. Different companies and industries would come to function as parts of a whole rather than isolated silos operating for their own survival.
There will also be the widening and deepening of job opportunities as employees from one industry find that career choices are also available to them in parallel or complimentary industries. The know-how they have gained from their previous employment is not thrown away as they move on to the next job, but instead serves as bridge for either vertical or horizontal job mobility.
Again, it’s the "together we stand" philosophy which is actually logical and to be expected given that the very business of outsourcing exists only thanks to a highly interconnected technology —— the Internet. Simply put, the industry must interconnect to survive and to prosper.
Global & Generative Leadership
There is also the need to build up a strong internal leadership that can push industry players to become more aggressive in meeting market needs and in creating business opportunities, innovations, and landmarks. Such leadership will be responsible for taking on the reigns of the industry and guiding it through a course that is steep in global competition and challenges.
It is a leadership that understands the dynamics of globalization vis-a-vis domestic policies and is capable of handling the growing interdependence among national economies. It must be able to open up opportunities for the country through active promotion and must be capable of responding to the demands of the global market through well projected developments in technological infrastructure and services.
This kind of leadership can generate new landmarks for the industry because it understand the relationship between domestic policy and the needs of the global market. It can position the Philippines higher up the global BPO and ICT hierarchy by leveraging the country’s inherent strengths and by maximizing value-added services. Above all, it can build on the country’s newfound credibility and capitalize on the foundation that has just been created through sound policy formation and implementation.
Hope For The Future
The economic expectations that have been pinned on the call center industry are realistic and potent. They come from concrete performance ratings and carefully assessed projections that represent what call centers are doing for the country’s economy. Indeed, the industry gives many Filipinos much reason for encouragement and optimism; it gives a sure sign that the Philippines can really make it big in the global stage.
But as the industry builds on to make the Philippines the e-services hub of the world, it needs to realize that periods of rapid growth should also be times for taking stock. It needs to understand more assuredly the importance of strengthening its foundations in order to become better prepared for future growth. In addressing important concerns while the going is good, the Philippine call center industry can truly become all that it promises to be —— a beacon of hope for all of us.
